Emoji as Digital Empathy in Service Recovery in the African Context

This chapter investigates the impact of emoji usage in chatbot-mediated service recovery on customer forgiveness within the African context. Drawing on the Computers Are Social Actors (CASA) paradigm and the Empathy Model of Apology and Forgiveness, we examine how emojis influence customer perceptions of sincerity and empathy in chatbot apologies. Through a 2 × 2 between-subjects experimental design involving 629 participants from three African countries, the paper finds that while emoji use does not directly affect customer forgiveness, it significantly enhances perceptions of chatbot sincerity and empathy, which in turn facilitates forgiveness. The effectiveness of emojis is moderated by service failure severity, with stronger effects observed in less severe failures. Cultural factors, particularly power distance, further nuance these relationships. The findings extend the CASA paradigm to chatbot-mediated service recovery and provide empirical evidence for the strategic use of emojis in professional digital communication. This research offers valuable insights for businesses operating in African markets, suggesting that the judicious use of emojis in chatbot apologies can enhance customer satisfaction and forgiveness. By highlighting the role of digital empathy in service recovery, this study contributes to both academic discourse on digital communication strategies and practical, culturally relevant guidance for enhancing digital customer service in Africa’s evolving digital landscape.
