Before the COVID-19 pandemic, the global airline industry experienced significant growth and increasing demand for air travel. Airlines operated on a large scale, connecting people and goods worldwide with a vast network of routes. But COVID-19 disrupted everyday life globally, affecting each type of business and industry, with economic and social struggles to survive and recover from the crisis. In this case study, SATA Internacional—Azores Airlines, a Portuguese airline, was selected to understand better passengers’ perceptions in the pre- and post-pandemic settings concerning the performance of the airline operations. The data analysis, collected from user-generated content available online (TripAdvisor), acknowledges passengers’ awareness and behavioral transformations, being more predisposed to share experiences online and valuing more specific dimensions of a passenger experience with an airline, specifically, cleanliness and customer service.
